    Research tool : SERVQUAL

    Analysis.SERVQUAL is an

    instrument formeasuring how

    customers perceive the

    quality of a service. Inthe mid-1980s Berryand his colleagues

    Parasuraman and

    Zeithaml began to

    investigate whatdetermines service

    quality and how it is

    evaluated by

    customers. As a resultof their study they

    developed the

    SERVQUAL

    instrument formeasuring service

    quality, which initiallyincluded 10 service

    quality dimensions,

    which were later

    reduced to thefollowing five:

    tangibles, reliability,

    responsiveness,

    assurance and

    empathy.The instrument is

    based on the idea ofthe disconfirmation

    model, in other words

    on the comparison of

    customersexpectations with their

    experiences from the

    service. Usually, thefive dimensions of the

    instrument aredescribed through the

    use of 22 attributes an

    respondents are askedto state (on a seven-

    point scale from

    Strongly disagree toStrongly agree) what

    they expected from theservice and how they

    perceived the service.

    This instrument hasbeen widely used byresearchers, but still,

    there are some

    controversies in its

    applicability acrossdifferent service

    industries. In some

    studies the five

    dimensions of theinstrument

    (determinants) have

    been found to be

    unstable acrossdifferent types of

    services. Therefore,the SERVQUAL tool

    should be applied very

    carefully and the set of

    determinants andattributes used should

    be adapted to the

    specific situation.

    Chi-Square test of

    independenceThe test is applied

    when there are twocategorical variables

    from a single

    population. It is usedto determine whether

    there is a significant

    association between

    the two variables. Forexample, in an election

    survey, voters mightbe classified by gender

    (male or female) andvoting preference

    (Democrat,

    Republican, orIndependent). We

    could use a chi-square

    test for independenceto determine whether

    gender is related to

    voting preference. Thisapproach consists offour steps: (1) state the

    hypotheses, (2)

    formulate an analysis

    plan, (3) analyzesample data, and (4)

    interpret results.

    1.7 Hypothesis:A chi- square test for

    independence has been

    conducted for knowing

    the relation betweenthe age group and the

    preference towards thetwo types of banks.

    Ho: Preference

    towards public/private

    sector banks and agegroup are independent

    of each other.

    H1: Preference

    towards public/private

    sector banks and agegroup are dependent of

    each other.

    1.8 Limitations of theStudy:Respondents may give

    biased answers for the

    required data. Some of

    the respondents did notlike to respond.

    In our study we haveincluded 50 customers

    of each bank becauseof time limit.
