Certified SonicWALL Security Administrator (CSSA) This certification is intended to recognize the Networking Professional who takes and passes one of our certification exams. To prepare for these certification exams, SonicWALL provides a wide range of training options. These options include traditional classroom based instructor led courses, a virtual instructor led course, or our eLearning courses. CompTIA A+ Certification CompTIA A+ certification validates foundation‐level knowledge and skills necessary for a career in PC support. It is the starting point for a career. The international, vendor‐neutral certification proves competence in areas such as installation, preventative maintenance, networking, security and troubleshooting. only does Connectwise capture all client based support tickets, is it the primary Line of Business (LOB) application for United Systems. Everything from client hardware and software needs, staff member’s time account on behalf of client support needs, all scheduling, project, and invoicing is captured in Connectwise. The benefit of running a business such as this is the centralization of documentation of information for the mutual benefit of both United Systems as well as the client. United Systems operates three primary service support boards; Service, Labtech, and Alerts. On average, United Systems received and remediates approximately 12,750 service tickets per month. Service Board: Our Service Board is where client facing support issues reside. These service & support related needs can be generated by client in any one of four ways:
• An email sent to [email protected] • Through our online client support portal • Through our website • By calling our office
Further, at times tickets are created by United Systems staff simply due to the recognition of an issue that a we would like to resolve on behalf of a client. This could be issues related to servers, desktops, printers, general networking, security, data backups, internet service provider, etc. We average 514 tickets per month to this board. Labtech: Labtech is a Remote Monitoring and Maintenance (RMM) software toolset. Labtech allows United Systems a full set of reporting, diagnosis and remediation tools to serve clients in a more timely and proactive manner. Labtech will create tickets dynamically for clients as the system detects that the need has arisen. We average 5,630 tickets per month on this board. Alerts Board: This board is populated by automated hardware and software alerts generated by managed devices for clients. These alerts could include failed or failing backups, firewall notifications, etc. We average 6,596 tickets per month on this board.

B. United Systems standard business hours are 8:30 to 5:30 Monday through Friday, during these hours we
run at full staff. However, starting at 7:30 a.m. each day we have technical staff available in the office to answer calls. One of the values that we provide our clients is robustness of staff, and it shows in our communication and availability. With a dedicated, full time, Service Coordinator on staff clients can rest easy knowing that not only will our staff be available to hear and communicate during their time of need, but it also gives us the luxury of rerouting staff throughout the day to meet critical client needs. No more leaving voicemails on the “IT‐Guy’s” cell phone voicemail hoping he’ll get it soon, we invest to provide clients the instant satisfaction of being heard and communicated with.
C. The United Systems technical staff members rotate “on call” duties for after‐hours client support. If at any
time a client calls our office after‐hours and follows the voice prompts for Emergency Support they will be routed directly to staff member currently on call. Expectations of staff member are to answer the call, or return the left voicemail in 60 minutes or less.
D. At United Systems we operate under the firm belief that Service Level Agreements (SLA’s) aren’t worth the paper that they are printed on, although to adhere to industry standards, we offer them, and generally exceed them. We believe in striving to meet client’s expectations, not some chart on a contract somewhere. “Response Time” can be measured in several ways based on the initiating communication. If a call is placed to our office, we “respond” immediately by answering the phone and routing the call to our Service Coordinator or Director of Service. However, having a support technician scheduled to work on the matter could take anywhere from 2 minutes to one or so business days. The turnaround time of generally is a driven by the severity of the need. United Systems staff (2) full time Help‐Desk technicians that are able to more quickly remediate client issues. If someone is required to do an onsite issue for a non‐emergency matter, generally scheduling happens that same or next business day. In the event of a true emergency (high impact, high severity), we are usually onsite within 1 to 4 business hours.

For the purposes of this Agreement, IMAC (Installations, Moves, Additions, and Changes) shall be defined as fulfillment of low-priority requests for moves of or additions and changes to an existing installation. Definitions: Accept/Reject: period of time in which the service ticket must be accepted or rejected. Initial Response: period of time in which to make initial contact with the end-user client. Support Deployed: period of time by which an action plan must be developed and support staff either deployed onsite, or remotely offering support.

E. Communication is the primary differentiator between United Systems and our competitors. Every process, procedure, and decision made revolves around our communicate methodology as it relates to clients and their critical IT systems. We keep clients informed a myriad of ways:
• Direct Phone Calls from staff to client • “Closed Loop” system emails tracking communication within our Connectwise software system • Executive Summary Reports are distributed to clients the first day of every month highlighting key
metrics as it relates to the their critical IT infrastructure • Assignment of a primary Business Technology Advisor. This person is familiar with your setup and
needs, and you are familiar with them. Communicate flows best once trust and rapport is established
• Use of Key Performance tools measurement and alerting tools (pictured below) • Good old fashioned “drop in’s”. Some days staff will come by just to say hello and make sure things
are going as expected • Designated Ticket Statuses: Certain resolution statuses prompt a personal follow up call from our
Director of Service to ensure that client satisfaction was achieved • Net Promoter: We utilize a third party company to communicate with clients 3 times per year
asking them the simple question of “on a scale of 0 to 10 how likely are you to refer United Systems to a friend or colleague?”. From this communication we can also measure the current satisfaction levels of the client and strength of the relationship.

F. Planning assistance is one of the most important steps that United Systems delivers in our relationship with our clients and it starts with trust and credibility. We view technology as a business tool to create leverage and without the proper plan, this technology can become a liability not, not an asset. As with any planning, first and foremost we have understand the business landscape, environment, and objectives and through this greater understand we can work with our client to develop short, medium, and long term strategies to meet the business needs and objectives. G. United Systems follows two protocols for software changes/patches with the client’s approval. The first is weekly Microsoft Security patches; these patches are release on Tuesday each week. Once the United Systems staff reviews all the patches on the client’s behalf we “white list” the patches to be deployed to the client’s servers and workstations. United Systems configures the client’s servers and workstations to check in with the update server every morning at 3 a.m., if updates are needed and available, the updates are pushed down to client’s environment. The second software change for the client would be more of the “on demand” nature. Usually these updates are client initiated for Line of Business Software (LOB), such as Cougar Mountain, Microsoft Office, or QuickBooks. These are discussed and scheduled with the client to ensure continuity of business workflow.
