Putting the Pain Back Into PaintingJohn Tschohl and the folks from the Service Quality Institute send

articles that we sometimes use in The Paint Dealer. A lot of companies, he says, don’t know the true meaning of customer service. For him, it means to treat the customers like they are the most important thing in your business, because...they are. If you mess something up, give them something to compensate. Paint a door or even a room for free, do some extra touchup, buy them dinner, whatever it takes to show your customer how much their satisfaction matters to you.

He also mentioned this: you can give them something that doesn’t cost you a lot but is a great value to the customer. Showing unhappy customers how important they are to you can actually make them more loyal. They’ll rehire you and then tell their friends how you took pains to make it right. Painting that door may take an hour, not a bad investment if you get even one more job out of it.

Time is money, but sometimes you need to invest the time first before you make the money. Of course you’re not in business to lose money, but this type of customer service, says Tschohl, is how you’ll make even more money in the long run.

John sent me one of his short books, with the inscription, “these techniques really work!” To me that meant that he is confident of what he’s selling: the ideas and concepts of great customer service. We’re taught humility from day one on this earth, after all, you’re born and you get slapped. Welcome home.

When it comes to getting hired, if you don’t act like you’re very good at what you do, why should anyone hire you instead of the painting firm that promises excellent results and that they’ll make it right no matter what? You have the experience, the training, the crew, the personality, and the patience. You have to be able to say, “I am your best choice for the job.” Be confident, but don’t be arrogant. Good luck!

So after my recent mea culpa about my piano mess up, Hans insists I report that I won a national fiction writing contest. It’s kind of a big deal; it’s the third time I’ve won a contest sponsored by this organiza-tion, which no one else has ever done. I once used this particular success to tell an advertising agency I could write engagingly about its client, but the guy at the agency decided to snark at me, which brings up an issue of…

Not everyone is happy about your success. Some people just aren’t. They’re mad that they don’t have what you have. Is someone mad you won “contractor of the year” even though they didn’t enter? Someone mad your daughter won at the science fair even though they don’t have a daughter and don’t believe in science? Or even that you got the job painting the Smith house when they said Mr. Smith would never pay your price and didn’t bother showing up to discuss a bid. I have a saying: “There’s room at the top for everyone who deserves to be there.” You probably have an extension ladder, so you have a head start.

I won something else not long ago, which regular readers will know is a big deal: I re-tweeted “#PancakeDay16” at the request of Hodgson Mill and won a free box of pancake mix. Rather than email me a coupon and saying go get it yourself, they sent a box right to my door. Now that’s great customer service. TPC

Zinsser’s new concrete primer is designed to do just that.

this month, has proliferated into countless varieties that make it possible to find just the right product for the job vs. something that “sort of works but it’s the best we have.” On the other hand, it makes your search for the fountain of truth just that much harder. But think how impressed your client will be when you show how much effort you put into choosing the product before you even do any work!Before you buy a primer, consider your project

carefully, says Brendan Steidle, Brand Manager, Primers and Specialty Coatings for Rust-Oleum. Ask

a few simple questions, he suggests—and we mean simple. “What type of surface are you looking to prime? Is your project interior or exterior? What type of topcoat? Answers to these questions will point you in the right direction to using the correct primer for the project. If you’re not sure, you can always ask a sales associate at the store,” said Steidle.

Compete on ConcreteSince concrete poses different challenges than wood

or drywall (or plastic or tile), a whole new tribe of prim-ers has come up to, literally, fill in the cracks. “Concrete primers are thicker than typical or universal primers

(such as Zinsser’s universal Bulls Eye 1-2-3), said Bren-dan. “Block filling primers are designed to smooth out surfaces, fill pinholes, and address issues unique to concrete to provide you with a longer lasting finish on concrete than you’ll get from a universal primer.”

What’s unique about concrete? For one, newly cured concrete can have high alkalinity levels/high pH, Steidle told us. “This alkalinity can discolor your topcoat over time,” he warned. “Block filling primers protect your topcoat against high alkaline surfaces and preserve your topcoat’s color longer. Concrete also naturally leaches salts; this is commonly known as efflorescence. These salts can eat through a topcoat and destroy a paint’s finish over time. Block filling primer suppresses these salts and preserves the condition of your topcoat.”

Rust-Oleum’s Zinsser brand sent us information on Block Filler 2X, its new product designed to address these unique issues. It is a thick water-base primer spe-cifically formulated for concrete surfaces. It is two times thicker than typical primers, providing superior fill for an even and more uniform topcoat. The product has superior resistance against concrete salts (efflorescence), as well as high alkalinity from newly cured concrete, both of which can be damaging to topcoat finishes.

tion, Brendan recommends 16 for a block filler. This means you’ll be buying more than you might for wood, but a penny spent now is a dollar saved later. “Since you’re applying this product at a higher mil thickness, your coverage per gallon will be less than that of a typi-cal primer” he said. “Other factors affecting coverage rate include the porosity of the surface being coated, the technique and skill of the person applying the coating, and the actual thickness of the product applied on the surface.”

Don’t Diminish the FinishWe had a couple general questions as well. We always

like to ask about paint and primer in one, particular to a brand that pays its bills mainly making the first half of that combo.

Is the combination product in competition with a dedicated primer? “Paint and primer in one is a useful product with many types of applications,” Steidle said. “However, if you’re looking to hide dark colors, kill strong odors like tobacco, fire, or smoke, or paint over difficult-to-stick-to-surfaces, priming with a dedicated specialty primer before you topcoat will provide you with a longer lasting and better looking topcoat finish.”

For practically any surface, he concluded, this brand will have an answer. “Zinsser is a leader in primer innovation. If there’s a surface out there that needs to be coated, chances are there is a Zinsser formula available at your local store to prime it. Help your clients get the most out of exterior stain.

We’re doing some rhymes this issue, so let’s start with “to gain with stain, pep up your step with prep.” It won’t hit the Top 40—well, these days you never

know—but everybody knows you can’t just to go a job, break open a can, and start to stain. People who don’t know find out fast.

“Some painters shy away from deck staining because it can involve a lot of prep, but proper preparation of the deck surface is one of the most important factors when coating any material and should not be over-looked,” said Kevin Lemire, associate brand manager

at Benjamin Moore. Since you’re a pro painter, you can’t let

a little thing like prep get in the way! In fact, prep can actually save you time in the long run, he says. “Our recommendation would to learn more about Benjamin Moore prep products. Many times having the right prep product and directions can cut down on the amount of effort needed to prep a deck for staining.”

“It does seem at times that painters will avoid deck staining,” observed Matt Culverhouse, VP of sales for

Storm System by California Architectural Coatings. “It’s really not all that hard. Good surface prep and managing customer’s expectations are the keys to getting the job done right.”

Keep reading and we’ll tell you about each.

Race to EmbraceAre you a stain hugger? Alison Bruce, brand man-

ager, woodcare, PPG Architectural Coatings U.S. and Canada, reports that many painters are embracing deck stain—recent survey data shows that painters stain decks more often than residential remodelers and builders.

If you do this work with any kind of regularity, you know that each deck requires as much personalized attention as the customer who hired you. You need to consider the type, age and condition of wood before you determine what products you need. Almost like your customer! You’ll want to make sure your customer is “on board” with your deck procedure so they under-stand what coatings will give them the best results.

To get started, take a good look at the deck and size up what you can do for it. “Deck inspection is a key

component in making the proper coating decision,” said Culverhouse at Storm System. As with many manufactures, Matt suggests going more opaque as the deck ages. “It is very appropriate to select a toned or transparent stain on new decks to show off the natural beauty of the wood. As the wood ages, a semi-transpar-ent or semi-solid stain may be more appropriate to hide some minor imperfections. Solid stains are really used when a toned or wood-tone finish is no longer accepted evenly throughout the wood surface. Typically, you’ll apply solid stains after a number of years have passed having used some sort of wood toner.”

“We find that older decks tend to look better with a solid stain or resurfacer product, since the wood usually has greyed, cupped, warped and split,” Bruce recommended. “Solid stains and resurfacers tend to hide imperfections more, and their opacity provides better protection against the sun, which can help to prolong the life of an aging deck. Also, as the deck ages it’s important to ensure that it is structurally sound.”

High Stakes OpaquesJust because something sounds sensible doesn’t

mean your client is going to agree with it. Here’s where customer service comes in. “If a customer with an older deck does not want to use a solid stain or resurfacer, there are many options available in semi-opaque or semi-solid, which still allow the wood grain to show through but also provide a more opaque color to help mask imperfections,” said Bruce. “A great option for concealing imperfections is Olympic® Elite® Semi-Solid stain, which can be tinted to 14 colors. In addition,

Flood® Pro Series Semi-Transparent stains can be tinted to 40 semi-transparent or 40 semi-opaque colors, which can help conceal imperfections.”

Recommend that your customer clean their deck at least once a year with deck cleaner—or whip out your maintenance agreement and come back to do it yourself. Eventually, it’ll be time to stain again. “A good way to test if a deck is ready to be restained is with a water-absorption test,” said Bruce. “Pour a little bit of water on the deck surface. If the water sits on the surface for more than a minute, the coating is still in good condition. If it is absorbed and darkens the grain within 30-40 seconds, it’s time to restain.”

You can also remind your customers that if you come back to maintain—or they do it themselves—they can wait longer before you have to come back and do the whole thing over. Along with that, they can build their deck in the shade. “The longevity of a coating is dependent on a number of factors, but a large portion of this is how much sun and weather exposure a coat-ing receives. PPG formulates coatings to last, but it’s important for homeowners to keep the deck clean, free of debris and avoid marring the surface so the stain lasts for the recommended amount of time,” said Bruce.

Use Ample SamplesAs we know, however, a deck surface can be as

temperamental as a customer, and even with the best prep and products, results can vary. Before deciding on what to put on it, and due to the variety of products on the market, make sure your customer truly understands what various types of products can and can’t do before

they commit. “It is best to recommend a color sample in order for the customer to see exactly what the finish’s look will be,” said Lemire at Benjamin Moore.

If the product doesn’t work as well as you think it should, it’s a natural to want to assign blame, but…where? Your retailer for recommending a product that wasn’t right, the chemist for making a product that doesn’t work, the customer for demanding a product that doesn’t fit, or, as a last resort, you, for going along with it. No matter who started it, it’s probably up to you to fix it. The best way to stay out of this fix is to understand what might cause a product to fail before you put it down.

“One comment we hear a lot is ‘this product is not drying,’ which is often a result of a minor preparation or application error and can easily be avoided,” said Alison Bruce. “This may occur because the previous coating is still on the deck, impeding the absorption of the new stain. In the case of new construction, the wood may not have been properly cleaned with a deck cleaner prior to stain application. Both of these instances can prevent proper penetration of the new stain and slow the cure or dry time.”

be the temperature during and after application, she continued. “All stains have a minimum application temperature, which can be easily found on the product label. It’s important to consider overnight temperatures when staining, as they may drop below the minimum suggested temperature prior to the stain being cured. Applying stains at temperatures below the minimum requirements will significantly slow the dry and cure times, however PPG has developed stains that can be applied in colder temperatures to help extend the staining season.” Read up on what that temperature is, then make sure you’re on the high side of it, or you can run into the following issues, says Bruce:

• Delayed dry and cure time, resulting in a tackyfinish.

• A layer of moisture could form on the surfaceovernight, leading to a cloudy or hazy appearance.

• Blistering due to moisture entrapment.• Loss of sheen on film-forming products.• Poor adhesion due to poor penetration into the wood

surface.• Surfactant leaching which will cause streaks and

haziness. “To avoid this, make sure that the ambient tem-

peratures stay above the recommended minimum for

at least 24-48 hours after application, depending on the product used. Reference the product data sheet for label for exact ranges,” she said.

Matt Culverhouse noted another frequent complaint from both painters and their customers: clear and toned finishes just don’t last very long. “Storm System toned finishes use the finest quality trans-oxide pigments to maximize the performance and longevity of the finish,” he said. However, make sure your customers understand just how long this type of stain will last. Storm System’s marketing materials will help you out. “It’s all about set-

ting realistic expectations,” said Culverhouse. “The way Storm Systems categorizes finishes [a system that ranges in opacity from Category 1 through Category 5] allows the customer to understand how products will appear and how long they will last,” he advised.

“Decks are the among the most difficult surfaces for coating longevity since they are heavily exposed to harsh weather conditions and constant wear and tear from foot traffic and backyard barbeques,” Matt reminded us. “It would certainly be wonderful to produce a stain that lasts forever with very little prep but unfortunately that just

can’t happen with decks. Just visit the Northeast in a harsh winter, or Texas in a hot summer, and see what these coatings have to go through!”

Also, he continued, read the appli-cation directions, even if you already did that five years ago. The correct procedure a few years back might not be correct today. “Changes in VOCs have changed application techniques and depending on where you are in the country, application characteris-tics may have changed. We encourage contractors to carefully follow the application guidelines.”

Get Hep to Prep, Yep!We asked our what suppliers wish

“Proper preparation is key to the performance of wood coatings and it’s one of the things that we want to ensure contractors accomplish before any staining project,” said Alison Bruce at PPG. “This means removing all dust, dirt, mildew, oil, loose wood fibers and other contaminants from the wood’s surface using a cleaner

designed for wood (such as Flood Wood Cleaner). Addi-tionally, any loose, peeling or flaking coatings should be removed with a wood stripper (such as Flood Wood Stripper). Afterwards, the wood needs to properly dry before accepting a coating. Before applying any paint or stain product, always refer to the product label, technical data sheet (TDS) or safety data sheet (SDS) for safety and detailed application instructions.”

Once you’re done prepping, she adds, make sure you don’t put on too much product. “It’s important not to over-apply stains, especially with semi-transparents or clears. We rec-ommend one thin coat. Some stains allow the option for two coats, but it’s important to keep the stain from pud-dling on the surface. Back-brushing is also key to a smooth finish. We always recommended using a high quality brush that is appropriate for the stain being applied.”

Yearn to Learn, Then EarnIf you’re a bit hesitant to add deck
